Role Overview

We are in the process of migrating our entire hosting infrastructure from a local provider to Amazon Web Services. The AWS Cloud Engineer will own this transition end to end and, once the migration is complete, take on full responsibility for the day-to-day operations, security, cost management, and continuous improvement of our cloud environment.

This is a hands-on, high-ownership role. You will be the go-to person for all things AWS across the organization, working closely with Manish Soni and the wider operations team to ensure our cloud infrastructure is reliable, secure, and cost-efficient.

Key Responsibilities

Migration Planning and Execution

• Lead the assessment of our current local hosting setup and produce a detailed migration roadmap.
• Execute the migration of applications, databases, and workloads to AWS with minimal downtime.
• Coordinate with internal stakeholders and the outgoing hosting provider to ensure a seamless handover.

Infrastructure Management

• Design, provision, and maintain AWS infrastructure using services such as EC2, S3, VPC, Route 53, and CloudFront.
• Implement and manage Infrastructure as Code using Terraform or AWS CloudFormation.
• Ensure high availability and fault tolerance across all hosted workloads.

Security and Compliance

• Enforce AWS security best practices including IAM policies, encryption at rest and in transit, and network isolation.
• Monitor and respond to security alerts; conduct periodic audits and vulnerability assessments.
• Maintain compliance with relevant data protection and industry standards.

Monitoring, Logging, and Incident Response

• Set up and maintain robust monitoring and alerting using CloudWatch, CloudTrail, and third-party tools where appropriate.
• Respond to and resolve incidents swiftly, maintaining clear communication with stakeholders throughout.
• Document runbooks and incident playbooks for recurring issues.

Cost Optimization

• Monitor AWS spend continuously and identify opportunities to reduce costs without compromising performance.
• Implement Reserved Instances, Savings Plans, or auto-scaling strategies as appropriate.
• Present regular cost reports and recommendations to reporting manager.

Networking and Connectivity

• Design and manage VPC architectures, subnets, security groups, and network ACLs.
• Configure and maintain VPN or Direct Connect links where business requirements demand it.

CI/CD and DevOps Practices

• Support or build CI/CD pipelines using AWS CodePipeline, CodeBuild, or equivalent tooling.
• Collaborate with development teams to ensure smooth and repeatable deployments.

Required Qualifications

• 3 to 5 years of hands-on experience working with Amazon Web Services in a production environment.
• Strong working knowledge of core AWS services: EC2, S3, RDS, Lambda, VPC, Route 53, CloudFront, and IAM.

About the Role

The Helpdesk Operations Manager (Tier 1) is a senior leadership position responsible for overseeing global Tier 1 support operations across multiple geographic locations. This role manages a large, distributed team providing 24/7 front-line support to clinical trial end users through phone, chat, and email channels. The successful candidate will work closely with our AI-powered assistant (SHAI) which serves as Tier 0.5, handling initial customer interactions and providing real-time language translation support.

This role oversees two primary operational areas:

Tier 1 Helpdesk Support: Distributed across India, Chile, and the Philippines, this team provides multi-channel support (voice, chat, email) for all Signant Health product lines. The team operates in conjunction with SHAI, our AI Assistant that handles initial call routing, ticket logging, and live translation across 14 languages.

Tier 1 USS (User Access Management): Based in Noida, India, this specialized team of 20 agents (led by 2 Team Leaders) processes user access requests across two major product lines, ensuring secure and timely provisioning of system access.

What you will do

1. Lead, mentor, and develop 6 Team Leaders across global locations, fostering a culture of excellence and continuous improvement
2. Own end-to-end operational performance of Tier 1 HD and Tier 1 USS teams, ensuring SLAs and KPIs are consistently met
3. Develop and optimize shift schedules (ROTAs) using Erlang C calculations to ensure optimal staffing aligned with call volume patterns
4. Monitor and analyze workforce utilization, continuously adjusting resource allocation to maximize efficiency while maintaining service quality
5. Collaborate with the SHAI team to optimize AI-human handoff processes and enhance Tier 0.5/Tier 1 integration
6. Create and deliver comprehensive operational reports, dashboards, and executive summaries for leadership
7. Drive process improvements and implement best practices across all Tier 1 support functions
8. Manage ServiceNow ticketing workflows and Genesys Cloud CX telephony operations to ensure seamless customer experience
9. Partner with cross-functional teams to address escalations and drive root cause resolution

Preferred Qualifications

1. Minimum 5 years of experience in Helpdesk/Service Desk leadership roles, preferably in a global or multi-site environment
2. ITIL Foundation certification required; ITIL Intermediate or Expert certification strongly preferred
3. Proven track record of managing large, geographically distributed support teams
4. Strong expertise in workforce management, including shift planning, capacity modeling, and Erlang C calculations
5. Advanced proficiency in ServiceNow or equivalent ITSM platforms
6. Experience with contact center solutions, preferably Genesys Cloud CX or similar platforms
7. Exceptional reporting and data analysis skills with ability to translate metrics into actionable insights
8. Excellent English communication skills (written and verbal)

KEY TASKS AND ACCOUNTABILITIES

• Operate as part of a team of cyber security incident responders monitoring, responding, and processing responses for the security alerts triggered from SOC tools deployed across on-premises and cloud environments like EDR, XDR, IDS/IPS, Web proxy, SIEM, phishing analysis etc., And from Cloud Security platforms like MS Defender for Cloud, AWS Guard duty, Orca Security etc.,
• Define and execute purple team sprints that materially and demonstrably improve ability to prevent and detect modern attacks.
• Through the delivery of purple team sprints, identify opportunities to reduce attack surface using preventative controls.
• Work with the Security Engineering team as necessary to support the deployment and tuning of security-related tooling, particularly those that pertain to prevention and detection.
• Proactively and iteratively hunt on large data sets, isolate, and remediate the threats that are associated with advanced threat actors and the threats that evade automated security solutions both on On-premises and Cloud environments.

Key Responsibilities:

1. CI/CD Framework Development:
